“As a higher level responder to doctors on the subject of completing a performance improvement project required for certification, Lou was consistently thorough, accurate and tactful. Lou not only answered their questions, he helped doctors (as demanding as any group I’ve ever worked with) understand the bigger picture of quality improvement, certification and what they needed to do next. Lou’s correspondence was a model of what our Quality Assurance team tried to inculcate in all ABIM’s customer service reps. His cooperative and positive spirit made him a pleasure to work with.”

You're facing a high-pressure conflict as a consultant. How can you effectively de-escalate the situation?
My advice: Bring a BIG BOWL of various chocolates and candies to your cubicle desk - make sure to position yourself in the center of the chaos as well. I have noticed that many would stop by with tension in their eyes and once spotting the candy, their eyes would light up as if childhood memories would come rushing back in to their present day senses and they would relax. They’d ask if they could have some candy and I would offer a kind ear and we would talk about their issues for a while and come up with some strategies to take on their next challenges ahead. My cubicle became a temporary sugary respite - where people could partake in a little sugar-boost - helping their mood - both physically and psychologically.

How do you tailor your communication to physicians?
Having worked as a Medical Informaticist across numerous outpatient surgical and specialty practice installs and eventual rollouts of an electronic health record software suite, honing my communication skill set with physicians was invaluable. Adding to the complexity of these provider interpersonal transactions, was the clinical, cultural shift from the antiquated paper documentation format to an electronic one. It was a balancing act between one’s confidence in knowing the software and build, verses also being humble and respectful to a provider’s clinical knowledge, expectations, and fears during this scary transition process. Once trust is gained, conducting one-on-one EHR design and acclimation sessions was synergistically satisfying.

How do you ensure the security and privacy of information in the process of quality and evaluation?
As an Informatics Nurse Specialist, I always am thinking of our end-users, and I believe it truly is critical that the security and privacy policy be written in a clear, concise, user-friendly format. Make sure this policy is made readily available and not lost within a labyrinth of intranet hyperlinks. Lastly, it is advisable to mention at the very beginning of the policy who employees should contact in case they come across a security/privacy breach, especially outside of normal business hours since we all know that maintaining security and privacy protections is a 24/7 operation.
